What this service line covers
A call centre is not one job. Answering a support queue at 3am, closing a warm lead, and confirming a delivery address are three different skills, and the mistake most outsourcing arrangements make is buying seats instead of buying the right work. We staff to the work — the campaign, the queue, the volume curve — and the headcount follows from that.
Two directions of traffic, run by the same floor under the same standard:
- Inbound — customer service lines, order and booking desks, helpdesk tier one, after-hours overflow, and the calls your own team cannot reach before the queue times out.
- Outbound — lead qualification, appointment setting, renewals and retention, win-back campaigns, verification and survey work, and follow-up on abandoned journeys.
How the team is built
Agents are recruited against your campaign rather than assigned from a pool. Before a single live call, the team is trained on your product, your systems and your tone, and works through recorded practice calls that are scored the same way real ones will be. You approve the script and the objection handling. You approve the people if you want to.
The team sits together on a dedicated pod with a named team lead and a named quality analyst. That lead is your contact — not a rotating account manager — and joins your weekly call with the numbers already in hand.
On timezones. Rawalpindi sits at UTC+5. That places our afternoon over the UK morning and our evening shift over the US East Coast working day, so live overlap with either market costs no premium — it is simply which shift the pod runs.
Systems: yours, not ours
Agents work inside the CRM, ticketing system and telephony you already use, so your data never leaves your control and your reporting keeps working exactly as it does today. We have run teams on Salesforce, Zendesk, HubSpot, Freshdesk and a long tail of in-house tools. Where you have no telephony of your own, we provide the dialler and the numbers and hand you the recordings and logs.
How performance is measured
Service levels are agreed in writing before launch, not negotiated after a bad month. The figures we work to depend on the campaign, but the shape is consistent:
- Inbound — speed of answer, abandonment rate, first-call resolution, average handle time, and a quality score from monitored calls.
- Outbound — contact rate, conversion per hour, list penetration, and compliance scoring on every monitored call.
You get a daily figure and a weekly review. If a target is being missed you will hear it from us first, along with what is being done about it.
Compliance and call handling
Calling rules differ by market and by sector, and getting them wrong is expensive. We build the constraints your market imposes into the campaign itself — calling windows, do-not-call suppression, consent capture, disclosure wording and recording notices — and score against them on monitored calls rather than trusting that agents remember. Where your regulator or your own policy sets a stricter rule, that rule is what we configure to.
Who this suits
This works well for companies whose call volume is real but uneven — seasonal retail peaks, a product launch, a support line that only breaks at night, a sales team spending its day dialling instead of closing. It works less well if you need two agents for four hours a week; below a certain volume the management overhead costs you more than it saves.
Common questions
What is the minimum team size?
A dedicated pod starts at three agents plus a shared team lead, which is the smallest unit that can hold a schedule and cover absence. Shared-agent arrangements are possible for lower volumes, but the trade-off is less product depth per agent, and we will tell you if we think your work needs a dedicated team to be done properly.
How quickly can a campaign go live?
Two to four weeks for a straightforward inbound or outbound campaign: roughly one week to recruit against the profile, one to two weeks of product and systems training, then a supervised soft launch at reduced volume before full throughput. Complex regulated work, or anything needing bespoke telephony integration, takes longer and we will say so at scoping rather than at go-live.
Do agents work in our systems or yours?
Yours, wherever possible. Agents are given accounts in your CRM and ticketing platform under your access controls, so your audit trail and your reporting stay intact and your data stays in your systems. We supply the dialler and numbers only where you do not already have them.
Can you cover US and UK hours?
Yes, and this is one of the more practical reasons to run a team from Pakistan. UTC+5 puts our working afternoon over the UK morning and our evening shift over the US East Coast day, so both markets are covered by a shift rather than by a night-premium. Full 24/7 cover runs on three rotating shifts.
How is quality actually monitored?
A named quality analyst scores a sample of calls per agent per week against a scorecard you approve, covering both outcome and conduct. Scores, the recordings behind them and the coaching notes are visible to you. Agents who fall below threshold go into coaching, and persistent failure means the agent comes off your campaign.
